Every business is transforming into a technology business due to the pace at which technology is accelerating and disrupting to provide better Customer Experience (CX).

Due to the constant disruptions, businesses are becoming more digitally responsive and design led, and they are working in a lean and agile manner to reach their customers and deliver products speedily.

Newer technologies such as Chatbots/Virtual Assistants, Virtual Reality, Artificial Intelligence and machine learning are redefining how businesses should interact with their customers across all channels and at each touch points.

Hence, businesses are competing more on the basis of customer experience (CX) rather than products only. This means every business is slowly converting to a digital business – having technology taking the prime place to transform the way we work and live.

The next few years will witness the rise of automation through machine learning and artificial intelligence. Therefore, every business should need to transform to a digital business to be able to sustain, understand their customers and compete.

This means all the systems in the business need to be tightly integrated to collect and analyse data which can be converted into meaningful insights. For example, any customer data feed from the website need to be tightly integrated and stored in the CRM system to drive targeted marketing campaigns for the prospective customer.

Let’s look at how Amazon is driving customer experience.

Amazon started in 1995 as an online bookstore, a virtual store with a large inventory and lower cost than a brick and mortar bookstores so Amazon disrupted the idea of limited expensive books to a large low-cost online books store. When this concept became popular, Amazon realised that customers shopping for online books might also like to buy other times from the online store, so he started adding dozens of other items such as music, DVDs, electronics, toys etc.

Amazon’s competitive price model and online shopping provided a great benefit to its customers but at the same time it posed threats to its competitors such as Toy R US and other similar large stores.

After this Amazon came up with another disruptive model of a marketplace, where other sellers are invited to post their products for a nominal service fee. This was a win- win move for both Amazon and its suppliers in the marketplace, as this increased Amazon products to its customers without Amazon having to stock a large inventory and its third-party sellers got access to the large client base of Amazon.

This is a great example of how Amazon transformed from a retailer to a large platform provider. This move made Amazon focused more on developing new capabilities, acquiring more sellers and providing better customer experience. As a result, Amazon launched, Amazon Prime for its regular customers with a nominal fee, the customers access to the fast delivery of goods on the same day or within 24 hours and a large pool of Amazon Prime music and its video streaming platform.

As this is clear from the above example that how Amazon transformed its business from an online books store and disrupted with a marketplace to other business, to provide better customer experience to its customers.

Hence, businesses must define their digital transformation strategy around its customers rather than only on products or its competitors.

They need to become more agile, customer centric and streamline their businesses by leveraging the opportunities presented to them through disruption and innovation.
